Exception management: designing delay alerts people actually act on

An alert nobody owns is a notification. An alert with an owner, a deadline, and a resolution path is exception management. The gap between them is where margin leaks.

Define exceptions against commitments

An exception is a deviation from a promise: appointment window, transit time, temperature range, dwell limit. Model the promise explicitly so the deviation is computable rather than judged.

Route by severity and role

A five-minute dock delay is not a refrigeration failure. Tier severity, then route each tier to the role that can actually fix it — dispatcher, account manager, or on-call operations lead.

Close the loop

Every alert needs an acknowledgment, a reason code, and an outcome. Reason codes turn a year of firefighting into a ranked list of root causes worth engineering away.

Tell the customer first

Customers forgive delays; they don't forgive discovering delays themselves. Automated customer notifications on the same trigger as the internal alert reduce inbound calls dramatically.
